Trade in Program

So we added a line to my wife's current account, which was just her line a the time. We added a second line, bought her a phone and got the trade in with the buy one get one program. We then received a message saying the phone was a problem or we turned it in too late and our bill immediately went back up to the original amount before any credits were made. I have only been told the situation is pending and have not been able to get any help from the store we purchased it all at. The phone worked fine when I gave it to them and we turned it in before the date we were told was the cutoff. Has anyone else had this problem and not gotten much help?
